Digital Wallet Support: Help Customers Without Collecting Card Details | Eric Kuvykin

Give staff a reliable reference

When a customer asks about a wallet payment, the number visible in one record may differ from the number the customer recognizes on a physical card. A support process should explain how to find the transaction through approved references instead of asking the customer to send sensitive credentials.

Have the provider demonstrate the receipt, wallet-related payment record and refund lookup used by the actual integration. EMVCo’s payment tokenisation resources explain part of the technical background. The provider must explain the operational behavior of the merchant’s particular setup.

Write down the information support needs

Begin with the order reference, date, amount and location or channel. Ask which additional non-sensitive identifiers the provider supports for locating the transaction. Store the result in the approved system rather than a spreadsheet containing copied customer payment information.

Train staff to distinguish a pending or uncertain status from a completed transaction. If the customer reports a checkout error, check the existing attempt before asking for another payment. Preserve the reference used for that check so a later employee can follow the same case.

Demonstrate the awkward service cases

Test a refund when the customer no longer uses the original device, a partial return and a purchase made through an online wallet button. Do not assume the counter workflow and web workflow behave identically. Request the provider’s supported procedure for each relevant case.

For a Florida business using temporary staff during a busy season, keep a short support card identifying the approved lookup steps and escalation contact. It should contain instructions, not passwords or payment credentials. Rehearse a case in which the customer cannot produce the original receipt.

Explain timing without guessing

Staff can confirm the action the business performed and provide its reference. They should avoid promising an exact customer-bank display time unless the provider has supplied an applicable, supportable explanation. Record unresolved timing questions and escalate through the agreed route.

Review support contacts after a wallet rollout. Group them by missing receipt, unrecognized transaction, refund lookup and uncertain payment status. These categories can reveal a training or integration problem that a simple count of wallet sales would miss.

Update the support steps after a checkout or terminal change. A successful wallet payment is only part of the customer experience; the business also needs a safe and understandable way to answer questions after the tap or click.
